Hi Rodney,

Thank you for taking the time to share your feedback. We’re very sorry to hear about the experience you’ve had.

Our Social Media team has explained on several occasions that, because your boots were purchased through one of our retailers, the correct process is to return the item directly to them. Under their returns policy, they would have been able to inspect the product and arrange a replacement or refund for you.

We understand how frustrating this situation must be, and we’re sorry that the retailer you purchased from no longer has the boots in stock. While we appreciate you reaching out to us, we’re unfortunately unable to override a retailer’s returns procedure.

It’s unacceptable that you’ve had to chase for updates and were sent tracking information that wasn’t for your order. That’s not the level of service we want to deliver, and we’re looking into how this happened so it doesn’t happen again.

We’d like to get this sorted for you straight away. Please reply to this email with your order number and delivery postcode, and we’ll confirm the status of your parcel. If it’s gone missing, we’ll arrange a replacement or refund immediately.

We completely understand how frustrating it is to feel unheard, especially after following up several times. That’s not the level of service we aim to provide, and we’re currently reviewing your case to understand where communication may have broken down.

To clarify our returns process: as outlined in our Returns Policy, we ask customers to cover return postage unless the item is faulty, and we aim to process refunds within five business days of receiving the return. If your parcel was delivered last Tuesday, it should now be within that processing window, and we’ll ensure your refund is prioritised. If a completed returns form wasn’t included in your parcel, this may have caused a delay, but we’ll do our best to resolve this swiftly.

with your order number and “FAO Customer Service Manager” in the subject line so we can personally follow up. This will help us trace your original emails and understand why you haven’t yet received a reply.

We’re really sorry to hear that the Flex trousers ordered haven’t met your expectations. The switch in fabric composition was made with performance and durability in mind, but we completely understand that for many tradespeople like yourself, comfort — especially when crouching and using knee pads — is absolutely essential.
